Most agencies focus on the "before" (brand identity, advertising, 1st impressions, etc), but if the customer doesn't have a good experience all the way through - it's likely they will not buy again or tell others about the experience (in a positive light). 

The majority of our clients don't need to rely on advertising because they can depend on word of mouth through their customers' experiences.
